The Challenge

Covid and the cost-of-living crisis had meant Heineken’s customers were facing rising costs, recruitment challenges and more of their own customers staying at home. As a result, they were becoming increasingly likely to switch suppliers, in search of a relationship that was going to help their own businesses get back to growth.

At the same time, Heineken – with its own Covid-create challenges – was struggling to create an experience that made customers want to stay, with price increases, service issues and a lack of human contact at a time when humanity was needed most

As a result, Heineken’s NPS score had dropped from 50 points to just 16 in 2023.

The approach taken

Working with a brand-new customer experience team, we travelled around the country to hear first-hand what life was really like for publicans in a post-covid world, and understand what might make the biggest difference in earning more of their future decisions.

We visited pubs, bars and social clubs, speaking to landlords and managers, hearing what was going to make the biggest difference to them when it came to running a successful business. We also looked into the future of the industry, understanding how changing customer behaviours and habits may impact the industry, and how someone like Heineken could best respond.

The insight uncovered

From spending time with customers, it became clear that the service was more built around Heineken than it was around their business.  These weren’t people who worked traditional 9-5 desk hours; they needed help at closing time on a Friday night when they had a problem. They also valued flexibility around their business, understand the specific challenges their venue may be facing that could be different from a pub even a few doors down.

More than that, though, these were business people. Many weren’t just interested in getting the best beer; they wanted to create successful businesses, keen to leverage Heineken’s industry expertise and be involved in the newest initiatives that could give them a competitive advantage.

This would mean a more human experience, one where the relationship was more that of business partners than supplier and receiver.

The answer developed

We worked with the Heineken team to develop a framework of customer promises – design principles for the customer experience that the whole business could align behind. These promises provided the foundations for a consistent and meaningfully distinctive experience for Heineken’s on-trade customers.

The promises also helped the team understand where to prioritise efforts to improve the experience and helped to shape the specific initiatives that would capture why on-trade customers should do business with Heineken.

Finally, the promises were used to create a new approach to measurement, tracking how well Heineken was keeping its promises to customers, over and above just understanding it’s overall performance for customers.

The impact created

Since introducing the customer promises, Heineken’s customer NPS has had consecutive quarters of growth, reaching a record high of 57 points. This has contributed to Heineken being named the number one drinks supplier to the UK on-trade in 2024 and 2025, in the annual Customer Advantage Report, which evaluates the sentiment of 69 leading pub and bar groups towards 25 beer, wine, spirit and soft drink suppliers
